Health & Wellness mystery shopping in Qatar & the GCC
Patients rarely complain about a clinic to the clinic. They change provider. In a market where private healthcare competes directly on experience, the churn is invisible until the revenue moves.
The criteria for this sector.
Healthcare evaluation is bounded by a firm rule: shoppers never fabricate a medical condition, never seek treatment they do not need, and never occupy clinical time under false pretences. Everything in the scorecard is observable from a genuine interaction — an enquiry, a booking, a real appointment for a real need, or a legitimate visit to reception.
Weighting is agreed with you section by section during scoping. It states what you consider important and it has to be defensible to the location that scores badly because of it.
What we keep finding in health & wellness.
Appointment access is the criterion with the clearest commercial consequence and the easiest measurement. Time to answer the telephone, whether the caller was placed on hold and for how long, the first available appointment offered, and whether insurance eligibility was established before or after the booking. Private clinics in Doha lose patients at this step in numbers their own systems do not record, because an abandoned call leaves no trace.
Wait time is scored against the time the patient was told, not against an abstract standard. A twenty-minute wait after a twenty-minute warning is a different finding from a twenty-minute wait after being told the doctor was ready. The scorecard captures both figures and the difference between them is the finding.
Privacy handling is observable in the waiting room without any clinical intrusion. Whether names and reasons for attendance are audible to other patients, whether reception discusses one patient's account within earshot of the queue, whether screens are angled away from the waiting area. In Qatar this carries particular weight for women's health and mental health services, and it is a criterion clients consistently underestimate.
Discharge clarity is scored on what the patient can repeat back: what was found, what happens next, what to do if symptoms change, and who to contact. A visit that ends with the patient unsure of the next step is a service failure regardless of the clinical quality, and it is the most common driver of an avoidable second appointment.
The ethical boundary is written into the brief and enforced in QA. Shoppers do not fabricate symptoms, do not seek investigations they do not need, and do not occupy an appointment slot that a patient needed. Where a scenario cannot be run without breaching that, it is not run, and the report says which criteria could not be scored and why.
Insurance-funded and self-paying patients experience different practices inside the same clinic, and both are worth measuring. Eligibility checks, approval waits and the point at which cost is discussed all differ, and a programme that shops only one route reports an access standard that a substantial part of the patient base never encounters.
What a shopper actually does on a visit.
The access enquiry
A telephone enquiry about availability, cost and insurance coverage, with no appointment made. This measures the front door of the practice without occupying any clinical time.
The genuine appointment
A shopper with a real need attends a real appointment and scores the non-clinical experience. Clinical quality is explicitly outside the scorecard and the report says so.
The reception observation
A timed observation of the waiting area covering privacy, wait communication and reception handling, without any clinical contact at all.
The scorecard structure.
Clinical quality is explicitly outside this instrument. Every criterion is observable by a patient without clinical knowledge.
What clients act on first.
Discharge clarity is where most clinics find their largest avoidable cost. A patient who leaves unsure of the next step generates a call, a repeat appointment, or a departure to another provider — and it is the criterion clinics most consistently assume they already do well.
A named case study with a baseline, a date and a result belongs here. We have not substituted a percentage for one. Every figure of that kind on the previous site was unsourced, and several contradicted each other.
